Support quality assurance

The process of reviewing support interactions against a defined standard to measure quality, give feedback, and improve how agents serve customers.

Support quality assurance is the process of reviewing customer interactions against a defined standard, so a team can measure how well it serves customers and improve consistency over time.

Rather than judging support by speed alone, this practice looks at the substance of each interaction, such as accuracy, tone, and whether the customer actually got what they needed.

In context

In a support organization, reviewers use a scorecard that defines what good looks like, covering things like correctness, clarity, empathy, and adherence to policy. A sample of interactions is scored against that scorecard, and the results feed coaching conversations with individual agents.

Beyond individual feedback, the scores reveal patterns. Recurring gaps might point to a confusing process, a missing knowledge article, or a training need. Managers use these signals to fix root causes, not just correct one off mistakes, which lifts quality across the whole team.
